Shopify AI customer service: answer order, return and product questions in chat
An AI agent connected to your Shopify store can answer "where is my order?", start returns and recommend products from your real catalog. Here is what it can safely handle, what it must hand to a person, and how to set it up across web chat, WhatsApp and Instagram.

Shopify AI customer service means an AI agent that is connected to your store and answers shoppers in chat from your real data: order status and tracking, returns and exchanges, product details, stock by size and color, shipping times and store policies. Done well, it resolves the repetitive questions on its own and hands anything involving judgment, money or an upset customer to a person with the full context.
This guide is Shopify-specific. It covers what shoppers ask, what an AI can safely answer once it is connected to Shopify, what it must hand over, the data it needs, the channels, a step-by-step setup, testing and measurement. For the broader support playbook (response targets, peak season staffing, channel rules), see our e-commerce customer service guide.
What do Shopify shoppers ask, and what can AI answer?
The questions are predictable. With AI, each one is answered from a Shopify record instead of a canned FAQ, as long as the agent can look that record up.
| Question type | Example | Shopify data the AI reads | AI can resolve? |
|---|---|---|---|
| Order status (WISMO) | “Where is my order?” | Order, fulfillment, tracking | Yes, after identifying the customer |
| Returns and exchanges | ”Can I return these shoes?” | Order date, line items, return policy | Starts it; a person approves edge cases |
| Product questions | ”Is this waterproof?” | Product description, metafields | Yes |
| Stock and variants | ”Do you have the blue one in M?” | Variants, inventory | Yes |
| Recommendations | ”What do you suggest for a gift under $50?” | Catalog, prices, availability | Yes |
| Discounts | ”Do you have a code?” | Your approved codes and rules | Only with codes you set up |
| Abandoned cart | Shopper left checkout | Abandoned checkout, consent | Reminders, within channel rules |
| Damage, disputes, complaints | ”It arrived broken” | Photos, order | No, hand to a person |
Order status (“where is my order?”)
WISMO is the question an AI agent should own completely. The flow is short:
- Identify the order: an order number, or the customer’s phone number on WhatsApp matched to the phone on the order.
- Verify before revealing anything. If there is no phone match, ask for a second detail, such as the email on the order.
- Reply with the fulfillment status, the carrier’s expected delivery and the tracking link.
- Offer the next step: change of address (a person confirms), talk to the team, or done.
Your order #48213 shipped on Monday. The carrier shows it in transit, expected Thursday.
Track it here: {tracking link}
[Change address] [Talk to our team] [All good]
Keep addresses and payment details out of the reply.
Returns and exchanges
Returns combine policy and money, so the AI runs the structure and a person keeps control of the outcome. It finds the order, checks the return window and excluded products against your written policy, asks for the reason with buttons, collects photos for damage, and creates the request. When the reason is “wrong size”, it offers an exchange for a size that is in stock before offering a refund. Your team approves exceptions and confirms refunds, and the customer is updated in the same chat at each step.
Product questions and recommendations
Pre-purchase questions are where AI earns revenue rather than saving time. The agent should answer from the product description and specs, check stock for the exact variant, and suggest alternatives when the item is out of stock. For recommendations, it asks two or three narrowing questions (use, size, budget) and replies with a few products, not the whole catalog. Our guide to AI shopping assistants covers how to structure product data so recommendations stay accurate.
Discount questions
“Do you have a code?” is a policy decision, not an AI decision. Decide in advance which codes exist, who gets them and when (for example, a welcome code for new subscribers or a code in the last cart reminder), and let the AI share only those. Everything else gets a polite no or a handover. The AI must never create a code, promise a price or agree to a price match.
Abandoned carts
An abandoned checkout is often a support moment: a shipping cost surprise, a failed payment, a sizing doubt. A reminder that invites a reply (“any questions before you order?”) lets the AI answer the doubt and send the shopper back to checkout. On WhatsApp, a cart reminder is a marketing message under Meta’s template categorization, so send it only to customers who agreed to marketing messages, and limit how many you send. Our abandoned cart and order updates guide covers timing and wording.
What should a Shopify AI agent hand over to a person?
Write these down as rules. Hand over when:
- The item arrived damaged, wrong or missing. Collect photos and the order number first, then route.
- Money is in question. Refund disputes, chargebacks, double charges, price matches, goodwill credits.
- The request is outside policy. A return two days after the window, an excluded item, a custom order.
- The customer is upset or asks for a person. Even when the question itself is simple.
- The order is high value or business-to-business, or the customer is tagged as VIP.
- The AI is not sure. Low confidence, missing data, or the same question asked twice without resolution.
A good handover message tells the customer what happens next and passes the context to the agent, so nobody asks for the order number twice:
Thanks, Maya. I've passed your photos and order #48213 to our team. A person will reply here within business hours (Mon–Fri, 9:00–18:00). You don't need to repeat anything.

What data does a Shopify AI agent need?
An AI agent is only as accurate as what it can read. Prepare four sources before launch.
| Source | What it includes | Why it matters |
|---|---|---|
| Orders | Status, fulfillment, tracking, line items, customer contact | WISMO, returns, address changes |
| Products | Titles, descriptions, variants, prices, inventory, images | Product answers, stock checks, recommendations |
| Policies | Returns, exchanges, refunds, warranty, payment methods | Grounded answers instead of guesses |
| Shipping | Zones, carriers, delivery times, cut-off dates, costs | Delivery questions before and after purchase |
Write policies so a question like “Can I return sale items?” has a one-line answer; if it is not written down, the AI should say so and offer a person. And keep the data live: a catalog export from last month produces confident wrong answers. A knowledge base for policies plus live lookups for orders and stock is the reliable pattern.
Shopify Inbox and its Inbox agent: the “start here” option
If you want to start inside Shopify, Shopify Inbox is the natural first step. According to Shopify’s App Store listing, it is free and manages conversations from your online store chat and the Shop app. Shopify’s help center describes these AI features:
- Inbox agent (opt-in). It answers questions about products, shipping, returns, sizing and store policies from your catalog, policies, Knowledge Base app content and published pages. It can make recommendations, look up orders and add items to the cart. You choose whether it handles all new conversations, only conversations when your staff is unavailable, or none.
- Order lookup with sign-in. Shopify’s help pages say order lookup by the agent always requires the customer to sign in, and a separate “Track my order” option uses an order number and email.
- Handoff. The agent hands off complex or sensitive questions, or when a customer asks for a person. If staff are available, they get the conversation with its context; if not, the customer receives your store’s sender email.
- Disclosure and responsibility. Customers see an AI disclosure notice that can’t be removed, and Shopify states that you are responsible for the accuracy of what the agent tells customers.
- Suggested replies. For staff, Shopify Magic suggests replies from your store information. Shopify notes these are available only in English.
Shopify lists requirements for the Inbox agent, including new customer accounts and specific plans, and the agent works in your online store’s chat widget. If your customers also write on WhatsApp or Instagram, or you need the AI to call your own systems (a returns tool, a warehouse, a CRM), you need a platform that connects Shopify to those channels.
Which channels should a Shopify AI agent cover?
| Channel | Where shoppers come from | Rule that shapes the AI |
|---|---|---|
| Web chat on your store | Product pages, checkout, order status page | Answer while the visitor is there; follow up on another channel |
| Ads, order updates, your website button | Free-form replies inside the 24-hour customer service window; templates outside it | |
| Instagram DMs | Posts, stories, ads, your profile | A 24-hour window after the customer’s message; disclose automation where required |
On WhatsApp, each customer message opens a 24-hour customer service window for free-form replies; outside it, you send approved templates. Since October 1, 2026, Meta charges service messages per message, so an AI that answers in one complete message instead of five fragments also keeps costs down. Rates are in our WhatsApp Business API pricing guide.
On Instagram, Meta’s messaging documentation says automated chat experiences must disclose that a person is talking to an automated service where the law requires it, and recommends it everywhere. A one-line greeting such as “I’m the store’s automated assistant; type ‘agent’ to reach our team” covers it on every channel.
How to set up Shopify AI customer service, step by step
- List your top questions. Group the last few weeks of chats and emails by type.
- Connect the store. Give the AI read access to products, variants, inventory and orders, with the narrowest permissions that work.
- Write the policies the AI will answer from. Returns, exchanges, refunds, shipping zones and times, payment methods, discount rules.
- Define actions, not just answers. Decide what the AI may do: look up an order, create a return request, add an item to a cart link, share an approved code. Everything else is read-only.
- Set handover rules and hours. Use the list above, route by topic (returns, sales, VIP), and write the out-of-hours message.
- Connect the channels. Web chat first, then WhatsApp and Instagram, all into one inbox so the team sees one history per customer.
- Test before launch. Run real questions, edge cases and attempts to get a discount the AI should not give. Our guide to testing an AI agent before launch has a test set you can adapt.
- Launch in stages. Start with after-hours or one channel, read transcripts daily, then widen.
How to measure Shopify AI customer service
Measure outcomes, not message counts, against a baseline from the weeks before launch.
| Metric | How to measure it | What it tells you |
|---|---|---|
| Resolution rate | Conversations closed by the AI without a person, checked by sampling transcripts | Whether the AI actually solves problems |
| Handover rate by reason | Handovers grouped by trigger | Missing data or policy gaps to fix |
| CSAT | A one-question rating after the conversation | Whether automated answers satisfy customers |
| WISMO share of volume | Order status chats as a share of all chats | Whether proactive updates work |
| Revenue influenced | Orders placed after a product or cart conversation, within a window you define | The sales value of pre-purchase chat |
Be strict about “resolved”: a customer who gave up is not a resolution. For definitions and SLA targets, see our chat support metrics guide.
Checklist for choosing a Shopify AI customer service tool
- Reads live Shopify orders, products, variants and inventory, not a one-time export
- Verifies the customer before sharing order details
- Answers only from your approved policies and says so when it does not know
- Can take defined actions (return requests, cart links, approved codes) with permissions and logs
- Hands over with full context, with routing rules and business hours
- Covers the channels your customers use: web chat, WhatsApp, Instagram
- Respects WhatsApp and Instagram messaging windows, opt-in and opt-out
- Reports resolution, handovers, CSAT and revenue influenced
- Lets you test with sample data or in a sandbox before going live
How to run Shopify AI customer service in MonoChat
MonoChat’s Shopify chat automation syncs products, variants and order data into MonoChat, so replies are grounded in your live Shopify catalog. You connect the store, map variants and validate order lookup, then turn on chat journeys for product discovery, cart recovery, FAQs and policies, and routing rules. The same Shopify-powered flows run on WhatsApp, Instagram and web chat, and VIP or complex cases go to your team in the unified team inbox with the conversation history.
For post-purchase support, the order status and returns assistant finds orders by phone, email or order ID with customer verification, shares delivery status, explains delays and handles address change requests. It starts returns with policy checks and eligibility rules, creates return requests, guides exchanges and keeps customers updated on refunds. You set return windows, exclusions, refund rules and escalation logic, and it hands complex cases to your team with full context.
For pre-purchase questions, the AI product finder asks guided questions, handles variants, sizes, colors and budgets, checks availability and replies with product cards and add-to-cart links. You can bring your own AI model.
AI function tools let the AI call your own APIs, for example to verify a customer, fetch an order, update a ticket and notify an agent, with schemas, validation, permissions and logs.
Shop Assistant from the MonoChat Store
Shop Assistant is a ready-made AI shop desk for online stores on WhatsApp, Instagram and web chat. It:
- Connects to Shopify; products, orders and abandoned checkouts come in by themselves every 30 minutes.
- Shows product cards with photo, price and Buy and Details buttons; Buy opens your shop’s own checkout with the items already in the cart.
- Finds orders by order number or the customer’s phone and gives the status, tracking link and order status page.
- Lets customers start returns in the chat, checks the return window and non-returnable products, and lets your team approve, reject, mark received and refunded while the customer is told at each step.
- Sends up to three abandoned cart reminders, only to customers who agreed to marketing messages or wrote to you recently, with a weekly limit.
- Answers only from the policies you approve, never invents prices, codes or delivery dates, and hands over to your team when a person is needed.
You can try it with sample data before connecting your shop. Start on the free Basic plan (one agent, one channel) at app.monochat.ai and compare plans on the pricing page.
