WhatsApp customer service means helping customers on the app they already use every day, with replies in a chat thread instead of a phone queue or an email ticket. Messaging fits how people already communicate. Customers can write when it suits them, send a photo of the problem, and come back to the same thread later without starting over. For your team, chat lets one agent handle several conversations at once, and the written history makes handovers and quality reviews easier than with phone calls.
The catch is expectations. Customers on WhatsApp expect a fast, personal reply. A setup that works for ten chats a day breaks at a few hundred, which is why the rest of this guide focuses on structure.

How to set up WhatsApp customer service, step by step
1. Complete your business profile
The WhatsApp Business Messaging Policy requires a business profile with customer support contact information, such as an email address, website or phone number, kept accurate and up to date. Add your hours too, so customers know when to expect a person.
2. Put every conversation in one shared inbox
A unified team inbox shows every WhatsApp chat in one list, with an owner, a status and the full history. Agents stop asking “who is answering this one?”, and nothing falls through the gaps between phones.
3. Define routing rules
Decide who gets what. Common rules:
- By topic: orders and returns to support, pricing to sales, invoices to billing
- By language: route to agents who speak it
- By customer value or priority: VIP or urgent cases jump the queue
- By hours: outside hours, send to an on-call team or an away flow
Good routing is the single biggest lever on response time, because conversations land with someone who can solve them on the first try.
4. Automate the first line
Most support volume is a short list of repeated questions. Automate those:
- A greeting with a short menu: track an order, change a booking, talk to a person
- Auto replies for after-hours messages that state when a person will reply

Meta’s policy allows automation inside the customer service window but requires prompt, clear and direct escalation paths, such as an in-chat transfer to a human agent, a phone number or email. Make “talk to a person” visible in every automated flow.
5. Prepare saved replies and templates
Agents should not type the same answer twenty times a day. Keep saved replies for common answers, and get template messages approved for anything you send outside the 24-hour window, such as case updates, delivery changes or appointment reminders.
6. Set targets and measure them
Agree on a first response time target by channel and hour, and make the queue visible. Then follow the metrics in the section below.
The 24-hour window: how it shapes WhatsApp support
When a customer messages you, a 24-hour customer service window opens, and it resets every time they write again. Inside it, agents and bots can reply freely. When it closes, you can only send approved templates.
For support, that has three consequences:
- Resolve within the window where you can. A case that drags past 24 hours of silence needs a template to restart.
- Use utility templates for follow-ups. “Your replacement has shipped” or “Your refund is complete” are utility messages, sent when your system confirms the event.
- Ask a question that invites a reply. If you need more time, a short check-in that gets the customer to answer keeps the window open naturally.
What does WhatsApp customer service cost in 2026?
Messages from customers to your business are never charged. What you send on the API is charged per delivered message by category and the recipient’s country. Since October 1, 2026, Meta’s pricing page says:
- Service messages (free-form replies inside the window) are charged again. Each business phone number gets 1,000 free service messages per month, which reset monthly and do not roll over. From the 1,001st, Meta charges the published service rate for the market.
- Utility templates sent inside an open customer service window are now charged too.
- Free entry point windows stay free: if a customer comes from a Click-to-WhatsApp ad and you reply within the customer service window, your reply opens a free entry point window in which messages are not charged. Meta’s page currently says this window can remain open for up to 7 days.
- Meta will stop delivering service messages beyond the free tier if your account has no payment method.
